At Wayfair, our goal is to make furnishing and decorating living spaces seamless and enjoyable for millions of customers across five countries. We identified that incorrect address information was causing delivery delays and frustration. This challenge was particularly acute given our diverse product range, from delicate vases to bulky sofas. Our customers were experiencing disappointment when their carefully chosen items didn't arrive as expected, often due to simple address errors.

To address this issue and ensure timely, accurate deliveries, we needed a solution that could seamlessly integrate into our checkout process while providing increased address accuracy. After a thorough evaluation, we chose Google Maps Platform for its comprehensive and accurate geolocation data. This decision was driven by our commitment to providing the best possible experience for our customers, from browsing to delivery.

Ensuring a smooth integration

In implementing this solution, we partnered with Eviden, a Google Cloud Premier Partner specializing in digital transformation and geospatial solutions. Eviden's expertise helped us accurately measure call volume, optimize billing, and evaluate integration performance. This collaboration was key to maximizing the benefits of Google Maps Platform and ensuring a smooth integration with our existing systems.

Catching address errors at checkout

We implemented the Address Validation API to check the entered address against Google's extensive database, flagging potential issues or missing information. This is crucial for catching errors such as missing apartment numbers or incorrect zip codes. We also use Place Autocomplete to assist customers as they type, suggesting accurate address completions and reducing the likelihood of typing mistakes.

These products help customers input their addresses correctly the first time by providing extra feedback on each address component which reduces the number of incorrect address elements, eliminating delays and ensuring they receive their items when and where they expect them. This means fewer disappointments and a more reliable shopping experience overall.

The customer impact of improved address accuracy

Since implementation, we've seen impressive delivery efficiency improvements, including a 10.24% decrease in incorrect addresses, which means more than 100 additional packages per 1,000 orders now arrive at the right destination on the first attempt. Imagine the satisfaction of a customer eagerly awaiting a new sofa and having it arrive exactly when expected, without any delivery hiccups.

We've also experienced a substantial 33.6% reduction in carrier surcharges. This decrease means our customers benefit from fewer additional costs associated with address corrections, making their shopping experience more economical and transparent. They can order confidently, knowing that the price they see at checkout will likely be their final price. This transparency builds trust and encourages customers to purchase more without fear of hidden fees.

Perhaps most importantly, we've seen a 22.1% decrease in address-related customer service contacts. This reduction means our customers spend less time resolving delivery issues and more time enjoying their new home goods. It also allows our customer service team to focus on providing higher-quality support in other areas. When customers need to reach out, they're met with shorter wait times and more personalized attention.

These improvements have transformed our checkout process. Customers can now shop knowing their orders will arrive at the right place, on time, without unexpected charges or the need for follow-up calls. We've seen an increase in repeat purchases and positive reviews, which we largely attribute to this improved delivery experience.

By seamlessly integrating Address Validation, we've created a smoother, more reliable shopping experience from browsing to delivery. Returning customers benefit from improved address accuracy in our database, making subsequent purchases even easier. They no longer need to worry about typos or outdated information causing delivery issues.

Our enhanced supplier network, powered by the same Address Validation technology, ensures faster, more reliable deliveries. Customers can trust that their items will arrive when promised, whether it's a last-minute gift or a long-awaited furniture upgrade.

Wayfair's vision for seamless omnichannel shopping

As we expand our omnichannel presence, including our new 150,000-square-foot flagship store in Wilmette, Illinois, accurate address data plays a crucial role in bridging online and offline experiences. Customers can expect consistent service whether they shop online or in-store.

For example, a customer might browse our physical showroom and then decide to have an item delivered to their home. Thanks to our integrated Address Validation process, they can be confident that the delivery details captured in-store are just as accurate as if they had made the purchase online. This consistency across channels reduces friction and enhances the overall shopping experience.

Looking ahead, we're exploring how emerging technologies like AR, VR, AI, and machine learning can create even more immersive and personalized shopping experiences in conjunction with Google Maps Platform. Visualizing furniture in their home before purchase, with precise measurements ensured by Google Maps data, could help customers make more inspired and informed decisions, reducing returns and increasing satisfaction.

Insights for better e-commerce experiences

For other retailers looking to enhance their customer experience, we recommend fully understanding your customers' needs through in-depth user testing and establishing clear metrics. This approach allows you to measure progress and continually improve the shopping experience.

In our case, listening to customer feedback about delivery issues led us to implement Google Maps Platform products. By closely monitoring the results, we've quantified the benefits and justified further investments in customer experience improvements.
